How to Set Up a Call Queue for Your Support Team

A call queue is the most effective way to manage inbound calls to a team that handles a regular volume of customer or client calls. Without a queue, callers who ring a busy team member hear a busy signal or go to voicemail, neither of which is an acceptable experience when the caller has a genuine need. A properly configured call queue keeps callers connected, distributes calls fairly across the team, and gives managers visibility into how effectively calls are being handled. Here is a practical guide to getting one set up.

Step 1: Define the Queue Before Configuring It

Before touching the portal configuration, it is worth spending a few minutes defining the queue’s structure. The key decisions are who the agents are, how you want calls distributed among them, how long you want callers to wait before the queue takes overflow action, and what you want to happen when a call is not answered within that time.

For a small support team of three to five people where any agent can handle any call, a simultaneous ring strategy where all agents ring at the same time is often the simplest and fastest approach. For larger teams or situations where fair distribution of call volume matters, a round-robin strategy rotates calls through agents in sequence, ensuring no single agent receives all the calls while others are idle. For teams where more experienced agents should receive priority, a sequential strategy rings agents in a specific order until one accepts.

Step 2: Configure the Call Queue in the Portal

Log into the management portal with administrator credentials and navigate to the Call Center or Queues section. Create a new queue and give it a descriptive name that identifies the team or function it serves, such as Support Queue or Sales Team.

Configure the ring strategy based on your decision from step one. Add each agent to the queue by selecting their extension. Set the ring timeout for each agent, which is how long the queue will ring a specific agent before moving on to the next. A timeout of 15 to 20 seconds per agent is typical for most deployments.

Set the maximum queue size, which limits how many callers can be waiting simultaneously. Setting this too high means callers may wait an unreasonably long time before being helped. A maximum of two to three times the number of active agents is a reasonable starting point, adjusted based on your team’s typical handle time and call arrival rate.

Step 3: Configure Hold Music and Announcements

Callers waiting in a queue need audio to let them know the call is still active and their call will be answered. Upload a hold music audio file or use the system default. In addition to music, consider configuring periodic announcements that play after a set interval, such as every 60 seconds, to update callers on their wait and reassure them that someone will be with them shortly.

An introductory announcement that plays when a caller enters the queue is also worth configuring. A simple message like “Thank you for calling our support team. All agents are currently assisting other customers. Your call is important to us and will be answered shortly” sets expectations and reduces frustration for callers who would otherwise wonder whether they have reached the right destination.

Step 4: Configure the Overflow Action

The overflow action determines what happens when a caller has waited longer than the maximum wait time you configured. Common options include sending the caller to a voicemail box for the queue, playing a message and disconnecting, routing to a different queue or extension, or playing a callback option if your platform supports it. For most support teams, routing to a dedicated support voicemail with a message acknowledging the wait and promising a callback is the most appropriate overflow handling.

Step 5: Route Your Inbound Number to the Queue

The queue needs to be connected to the inbound phone number or auto-attendant option that callers will use to reach it. If the queue is reached directly by dialing a specific DID number, configure that number’s routing to point to the queue in the number management section of the portal. If callers are directed to the queue by pressing a key on the auto-attendant, update the relevant auto-attendant key assignment to route to the queue.

Step 6: Test the Queue

Before the queue goes live, test it from an external number. Call in and confirm the introductory announcement plays, hold music starts, and agents’ phones ring according to the configured strategy. Have all agents take their phones off-hook or set themselves unavailable, then confirm the overflow action triggers correctly after the maximum wait time.

Real-world queue performance can differ from expectations, particularly around handle time and average wait duration. Review the call queue reports after the first week of operation and adjust settings like maximum wait time or ring strategy based on actual data rather than estimates.
